Average handle time (AHT) is the average total time an agent spends on one contact from the moment it connects to the moment they are ready for the next one. It is the second input every staffing model needs, alongside volume, Erlang C multiplies the two to get workload, so a 10-second AHT error moves your headcount requirement measurably.
The formula
- AHT = (total talk + total hold + total ACW) ÷ total contacts handled
All three components must come from the same period and the same population of calls. The most common error is dividing by offered calls instead of handled calls, which quietly deflates AHT because abandoned contacts consumed no handle time.
Why the breakdown matters more than the total
A 6-minute AHT built from 5:30 talk and 0:30 ACW is a very different operation from one built from 3:30 talk, 1:30 hold and 1:00 ACW. Talk time is mostly driven by contact reason and complexity. Hold time is usually a systems or knowledge problem. ACW is process and tooling. Each is fixed by a different team, so always look at the three shares before you set an improvement target.
Using AHT properly in planning
- Forecast AHT by contact type and by interval, evening contacts often run longer than morning ones.
- Watch the distribution, not just the mean; a long tail of 20-minute calls makes the average misleading.
- Never set AHT as an individual agent target in isolation, it drives call avoidance and repeat contacts, and pushes up FCR failures.
- Re-baseline AHT after every system change, script change or new product launch.
